It's 9 p.m. You are closing the register. Your phone buzzes: a new Google review, one star. “Awful service, I won't be back.” No details. No name you recognize. You want to reply right away, and not nicely.
Breathe. The good news is that replying to Google reviews is a simple, free gesture that you can prepare for. And the reply isn't really addressed to the reviewer. It is addressed to the next 50 customers who will read your profile before walking through your door.
This article gives you the method, then 12 templates to adapt: positive reviews, negative reviews, unfair reviews, fake reviews.
Why reply to Google reviews, even the good ones
Google says it in its official help: when you reply to your customers' reviews, you show that you value their feedback. It adds that positive reviews and helpful replies can help your business stand out.
Two things to remember.
- Reviews matter for your visibility. On the same help page, Google explains that local ranking rests on three factors: relevance, distance and prominence. The number of reviews and the rating are part of prominence. The more positive reviews you have, the higher you rank, says Google.
- Your replies matter for your image. Google does not say that a reply moves your profile up. It says that it shows you are serious. Be careful with articles that promise the opposite: nobody outside Google knows the details of the algorithm.
In other words: reviews bring customers in, replies reassure them.
Google's rules to know before you write
Before you write, three practical points, taken from Google's help page on replying to reviews:
- You must have verified your profile to be able to reply. Without verification, the “Reply” button doesn't appear.
- Your reply is reviewed by Google. Approval usually takes 10 minutes, but can sometimes take up to 30 days. Don't repost it ten times.
- The customer is notified and can edit their review. That is an asset: a thoughtful reply can bring a rating back up.
The 4-step method (works for every review)
- Say thank you, even for a harsh review. Someone took the time to talk about you.
- Personalize: pick up a detail from the review (the dish, the job, the day).
- Address the substance, without over-justifying yourself.
- Offer a next step: a contact, a gesture, an invitation to come back.
Golden rules: reply within 48 hours, keep it short (3 to 5 sentences), sign with your first name and your role, and never disclose private information about the customer. Your reply is public.
Positive reviews: 3 templates
Template 1: the 5-star review with details
Thank you so much for the feedback, Camille! We are delighted that Saturday's delivery saved the day for your son's birthday. The team will be happy to read your message. See you soon. Hugo, manager
Why it works: you pick up a real detail. Readers see that you read your reviews.
Template 2: the 5-star review without a word
Thank you for your 5 stars! They really encourage us. If you have a favorite product or moment with us, tell us on your next visit. Sophie, bakery
Short, warm, and an open door to come back.
Template 3: the 3 or 4-star review with a reservation
Thank you for your review and your honesty. You are right, the wait was too long at lunchtime that day: we were short-staffed. We have adjusted the service schedule. We hope to see you again to show you the difference. Karim, restaurant

Justified negative reviews: 4 templates
The principle: you acknowledge, explain in one sentence, fix it.
Template 4: the wait or the delay
Hello Marc, thank you for taking the time to write to us. We owe you an apology: Thursday's appointment started 40 minutes late and you weren't told. That is not our standard. Please write to us at the address on our profile: we want to make things right. Léa, practice
Template 5: the disappointing work or product
Hello Nadia, we are sorry that your installation did not live up to your expectations. We take your feedback seriously. Could you call us at the number on our profile? We will come and check this week, free of charge if the defect comes from our installation. Julien, plumbing
Template 6: the price judged too high
Hello Éric, thank you for your feedback. We understand that the quote surprised you. Our rates include travel, original parts and the two-year warranty. If you like, we can go through the quote line by line with you. Claire, garage
No arguing about price. You explain what it includes.
Template 7: the mistake on your side
Hello Anaïs, you are right: a mistake on our part delayed your order by three days. We sincerely apologize. Your delivery fee refund was started today. Thank you for giving us the chance to do better. Thomas, online shop
A fault openly acknowledged reassures more than a month of good ratings.
Unfair, vague or off-topic reviews: 3 templates
Template 8: the aggressive or bad-faith customer
Hello, we are sorry that your visit went badly. We are going over what happened with the team. If you would like to talk it through calmly, our door is open at the number on our profile. All the best. Marie, beauty salon
Never reply in the same tone. An outside reader will judge your calm, not a stranger's aggressiveness.
Template 9: the review with no details, that you can't trace
Hello, we are trying to understand what happened, but we can't find your visit in our records. Could you write or call us so that we can discuss it? We take every piece of feedback seriously. Paul, agency
You show your good faith without accusing. If the customer doesn't come back, readers will see it.
Template 10: the review about something else
Hello, thank you for your message. It seems to concern another business than ours: we don't offer this service. We invite you to check the right profile. Have a good day. Ines, florist
You can also report this review to Google if it doesn't concern your business, see below.
Fake reviews and special cases: 2 templates
A review isn't “fake” because you dislike it. It is fake when it has no connection to a real experience: a competitor, a former employee, spam, or a threat like “pay me or I'll leave negative reviews.”
Template 11: the suspected fake review
Hello, we found no trace of an order or a visit under this name. We have reported this review to Google. If you are indeed a customer, please contact us so that we can resolve this. The team
Replying in public reassures real customers. Then report the review to Google from your profile, choosing the reason that fits. Google asks that you not report a review just because you disagree with it: only reviews that break its policies can be removed. If the review stays online, you can appeal once.
In case of blackmail (money or a service in exchange for removing a review), never pay. Keep the messages: Google's help provides a dedicated procedure for reporting an attempt at extortion through negative reviews.
Template 12: the customer who comes back after the fix
Thank you for taking the time to update your review, Nicolas. We are happy we could solve the problem, and we are noting your remark to improve our welcome. See you soon. Léa, practice
This is the most useful reply of all: public proof that you fix your mistakes.
Mistakes that cost you
- Replying in the heat of the moment. Wait an hour, then read it aloud.
- Copy-pasting the same reply everywhere. Readers notice within three reviews.
- Naming the customer in full, or mentioning their order or health. Your reply is public.
- Buying reviews or having friends and family write them. It goes against Google's rules, and you lose credibility.
- Never replying. A negative review with no reply looks like an admission.
Free, or hand it off?
Let's be clear: you can do it all yourself, for free. Plan 15 minutes a week, a list of 12 templates like the ones above, and a reminder in your calendar. For a business that gets fewer than 10 reviews a month, that is more than enough.
And for the replies themselves, keep the pen. Only you know what happened that day. No provider can fairly reply on your behalf to an unhappy customer.
